The phone queue is not a technology problem. This is the thing we keep getting wrong about it.
We treat it like one. We build chatbots. We deploy AI. We redirect calls to text. We make it so you can schedule a callback instead of waiting. We create sophisticated routing systems that theoretically eliminate dead time. And yet, somewhere in your company right now, someone is sitting in a queue. Maybe it's a phone queue. Maybe it's a chat queue, or an email queue, or they're waiting for a callback that keeps getting rescheduled. The medium changed. The queue stayed.
This happens because we misread what the queue actually is. We see wait time and assume the problem is inefficiency. We see frustrated customers and assume the problem is that they're not connected to a solution fast enough. So we build things that are supposed to solve for speed, and we're shocked when the queue doesn't disappear.
But a queue forms when demand exceeds capacity. That's all a queue is. It's a symptom of an imbalance. And here's what's genuinely interesting: adding a chatbot to that imbalance doesn't fix the imbalance. It just moves it. Now you have a chatbot handling fifty people per hour instead of one person handling five. Great efficiency gain. Except those fifty people are still in a queue, and fifteen of them need something the chatbot can't solve, so now they're waiting again. The queue didn't die. It got a new shape.
Some companies figured this out. They looked at their phone queues and realized they weren't actually queues. They were gatekeeping. The queue existed because getting to a human was hard, so people stacked up trying. Those companies made it genuinely easy to reach someone, and the queue evaporated. Not because they got faster at routing. Because they removed the barrier.
Other companies built beautiful automation and then didn't staff for the overflow. They thought the chatbot would handle seventy percent of calls. The chatbot handled thirty percent. They'd already cut back the team because the math looked good on paper. Now you have automation plus an understaffed team plus a queue that's actually longer than it was before, hidden behind a bot that's sorting people into the wrong queue.
The phone queue persists because it's often solving a different problem than the one we're trying to solve. We think we're optimizing for customer experience. But sometimes the queue is actually optimizing for cost, or for the appearance of scale, or for pushing unwanted contacts into self-service so they give up and go away. You can't automate away a problem you're not actually trying to solve.
This doesn't mean chatbots are pointless. Plenty of simple, repetitive, genuinely resolvable problems benefit from automation. The person who just needs their account number verified doesn't need to hold. But that's not the interesting case. The interesting case is when you layer automation on top of a system that's fundamentally undersized, and then act surprised when the queue got worse.
The phone queue refuses to die because demand is real, capacity is limited, and we've gotten very good at disguising queues in new technologies. The queue is still there. We've just made it less obvious.
